The 25 Days (And Counting) of Waiting to Get Back on Xbox Live

Users reporting a 25-day slog when their Xbox Live accounts become compromised.

“Your report of unauthorized access to your Xbox LIVE account has been received by our fraud investigations team.”

That’s the line that begins the process of recovering your Xbox Live account. 25 days is the average time it’s taking for users who wake up to compromised Xbox Live accounts to have them returned, based on the users I’ve been talking to.

Sometimes the fix is shorter, perhaps a turnaround of 10 days, and sometimes it’s far longer, as has been the case for player James DeKay, who has been waiting more than 90 days to access to his account.

“My account was jacked on September 3rd,” said DeKay to me recently. “I heard several different numbers from different customer service reps. 21 days. 21 business days. 25 days. 27 days. They still have not fixed my account and will not give me an ETA. It's been [over] 90 days and no end in sight.”

The consequence of being a popular device is becoming a target for the Internet’s worst, including leveraging social engineering tricks used so that customer service representatives will unlock accounts. It’s not an issue exclusive to Xbox 360, but many game players are social creatures, and this exposes them to Internet jerks looking for victims.

The platform's been hit with ugly FIFA 12 phishing scams lately, in which users find their accounts used to purchase cards for Electronic Arts’ FIFA Ultimate Team service. When I talked to both EA and Microsoft about the problem in October, neither company said the other was at fault.

“With the popularity of FIFA globally, and the sheer number of players playing the game online, FIFA is an obvious target for phishers and frauds,” said an EA representative to me at the time. “This is why we try to educate FIFA players to take measures to keep their accounts safe.”

Those measures are outlined on EA’s message boards, but users have told me it’s still happening.

Granted, when asking Xbox 360 owners to share stories about customer support, you’re more likely to hear from someone with a bad experience than the opposite. I asked Microsoft about how it’s approaching customer service during the holiday season, one in which Microsoft recently sold more than 1.7 million Xbox 360s during the month of November, and didn’t hear back.

Specifically, I asked them the following questions:

  • When a user believes their account has been compromised, what is the first course of action they should take?
  • What is the average wait time between an account being "investigated" and it being available to use again?
  • I've received conflicting reports where customer service can make their "investigated" account usable offline by making it Silver, which would allow them to keep playing offline games, ala Skyrim. What is the standard policy?
  • The average "wait" time I've heard is 25 days. If that period passes, what action should a customer take?
  • Is Microsoft experiencing a larger-than-average influx of accounts that need to be "investigated"?

Microsoft did not even issue a “no comment.”

The stories I hear suggest the customer service representatives for Xbox Live are nice, helpful, and seem to be trying their best, but have their hands tied and often cannot offer users much in the way of helpful advice. Customer service does not actually investigate accounts, and all customer service can do is flag the account again and ask the customer to call back.

“My account was hacked about two weeks ago thanks to the whole FIFA debacle,” said Xbox 360 owner Anthony Matarese. “I was told by the MS rep my only option was to suspend my account for at least 25 days and open a new ‘temp to use’ account if I wanted to ‘satisfy my gaming fix.’”

This is the most common response by customer service, according to the users I’ve spoken to. When you ask Microsoft to investigate your account, the gamertag is disconnected from the consoles it’s registered at, and the account is put on lock down. This means you cannot log into that profile until the investigation team gives the thumbs up, which also means you cannot access downloaded games or saved games. Not being able to jump in and play online-only Battlefield 3 is one thing, it’s quite another to be told your 100-hour journey into The Elder Scrolls V: Skyrim is suddenly on-hold due to bad luck.

Before the account is fixed, users are typically offered a free month of Xbox Live, which can either be applied to a brand-new account or saved until the compromised account is recovered. Randall Bennit was one such user.

“I'm hesitant to start the stack of games I bought for my Xbox on my wife’s account in case I get my account back,” said Bennett, whose account was affected way back on August 13, and has since filed a complaint to the Better Business Bureau. “Skyrim and Gears of War 3 will just be collecting dust in the meantime.”

One user told me customer service promised to temporarily convert his account to Silver, giving him access to his precious saves, but it never happened, and no one else was able to relay a similar tale.

Greg Dobson, for example, hasn’t been able to use Xbox Live since October 16, after discovering someone had used his account to buy $70 worth of FIFA 12 Ultimate Team Cards. He called Microsoft the day after, and was told his account wold be “locked down” for 25 days. Nothing has changed, so he called Microsoft yesterday, and was told by a representative that his account would be flagged for review again, and to check back in 10 business days if his account remains unchanged.

“He said I should keep an eye on my account,” said Dobson, “and if I don't see the money in 10 business days call back and have someone resubmit my claim, and then wait another 10 business days to see if the money gets deposited. So now it seems like I'm in some vicious cycle of incompetence. I don't think my next phone call to 1-800-4-MY-XBOX is going to be a pleasant one.”

One user passed along the final email they received from Microsoft, and allowed me to share it with you. The email details the many steps a user must take in order to find yourself back on the right path.

“We have completed our investigation of the unauthorized access to your Xbox LIVE account,” reads the standardized email. “As part of our investigation, we took temporary control of your Xbox LIVE account and the associated Windows Live ID. This was done to protect your account until you could take back control of it. Use the following steps to take control of your Xbox LIVE account.”

You can’t do much to protect yourself from social engineering, but if you think your standard Internet password was compromised in one of the many leaks over the past few years, you might want to get on that really soon.

One avenue that some users have had success with, however, is the @XboxSupport account on Twitter, which is known for being extremely fast to respond. Some users reported finding themselves suddenly bumped up in waiting queues.

The best advice from those already affected is to remain persistent. If your account becomes compromised, get in touch with Microsoft immediately, and continue to ask them about its status when the estimated time customer service provided arrives.

It’s the holidays, which means even Xbox 360s are being sold every day, and more and more of them will hop online over the next few weeks, as gifts are unwrapped and plugged into a nearby TV. Make sure you’re keeping a close eye on your account.

I still want to know how all these people keep having their XBL, Facebook, Twitter, etc accounts hacked. There have been no reported hacks on the service's side and as long as you use a complex password and avoid viruses and trojans on your system and don't fall for lame attempts at social engineering the password out of you, your accounts should never EVER be compromised. And, yet, every person I ever hear having their account "hacked" swears that they didn't do anything stupid. Ever. Nope, somehow, everything was "hacked" outside of their hands and MS just never ever reported it.
 
In almost twenty five years, I have never had an account compromised anywhere other than services that themselves were legitimately compromised (and even then, we're just talking PSN, where maybe there was and maybe there wasn't impact to users). That's a situation where it's essentially out of your control, entirely. I've only had a virus once, too. It was back in 1990, when it was popular to go to software rental stores like Software Pipeline and rent games and applications on floppies that you'd install (also referred to as Virus Pipeline). I was twelve and it happened one time and was quickly detected and removed.
 
So, seriously, how are all these people constantly having to put out alerts to all their friends that their facebook account was hacked, their twitter account was hacked, their Xbox account was hacked, their PS3 account was hacked, their myspace account was hacked, their bank account was hacked, their email account was hacked... and a lot of these people end up having to report that their account was hacked *AGAIN*.
 
I don't want to be unkind to people who have somehow been victim of these exploitations, but they are starting to remind me a lot of all those people who *claim* to use protection and then when they knock up some chick, they say "well, gosh, condoms and birth control have a failure rate, you know..." (I've never ever ever ever known someone who did not want to have a kid and used two forms of protection -- which you would do if you gave a fuck -- that somehow magically encountered two faulty devices at once and wound up pregnant -- the odds are almost astronomical).
 
Use a smart password. It shouldn't be short. It shouldn't be a dictionary word. It shouldn't be a dictionary word substituted with leet speak. It shouldn't be written down. It should never be shared. It should be a different password for each of your services (if you use the same password for GB, XBL, your email, and your bank account - you are a fool).
 
I sound like a judgmental dick. I know. I feel bad for everyone reporting that they've been victims. It's not like anyone deserves to have that problem. I'm just always very suspect as to how much prevention was exercised and I don't know how to voice that concern without it also sounding like I"m pointing a finger and saying "you're stupid, aren't you? you wrote your four letter password on your car's bumper, didn't you? and your computer is littered with viruses, because you're a dumbass, aren't you?". So . . . Sorry about that. :/
 
 
**NOTE: The one definite exception is anyone calling into a support service and social engineering them into giving them access/credentials to your account. That can definitely be a possibility, but that's not what is happening most of the time either on XBL or Facebook or anywhere else... and with XBL, I've known plenty of people who couldn't even get access to their own account after forgetting information if they didn't have an email account linked to their account. The response has always been "sorry, we can only send that info to you at your registered email address; not over the phone and if you don't have a currently valid address on your account, we can't do anything about that, either.**

Yeah, over a month since I reported my account as compromised. Worst thing was the CSR didn't even think to lock the account >.<. So now I'm out $200 until MS gets their shit in gear. And I don't even own a 360...

Hacker calls X Box and tricks minimum wage CSR in to thinking they are you, and resetting your password.

They start at $9.50 silly and trust me when I say Microsoft is making an effort to improve customer support. Of course during a transition to new people it's going to be a bit rough as they adjust, but once things settle down I think calling in will be more pleasant instead a hassle.

I was compromised and my account was suspended, it took 24 before it was back. In this period I could log on off-line and play as usual. If I tried to log in on-line i was greeted with a message that no payment option was associated with xbox live, and then I couldn't go further.

BUT I was still able download demos and the likes from xbox live (queued from xbox.com) as well as update my achievements. If I simply said cancel to the above-mentioned message. But I couldn't play on-line.

This article is great. Thank you for helping to bring light to this issue. Having this kind of service for a paid account is not okay.

My LIVE account was hacked a while ago. Most likely because of an old password that had been leaked from a different site. I had a secondary email from someone with an @126.com e-mail address added to my account, and $130 charged to my card. It took Microsoft 4 months to finally get my account back, and they have yet to give me the 800 points to change my gamertag back, which could take another 25+ days. On top of that most of my experiences with their customer service representatives were pretty bad.

The things that really get me are the length, Microsoft's silence, and that my Facebook account has more optional security features. I've been really happy with XBox LIVE, but this is a deal-breaker.

Yup and as far as I know I haven't heard any kind of big CC fraud happening after the PSN hacking and all those false claims(not from journalists or the GB staff, but still...) about Sony storing the info of the users in plain text. Good grief.

While in many cases my personal feelings spill over into a story, that didn't happen here; the facts spoke for themselves. If I were to get down 'n dirty, it would happen in a separate article, which it very well might. No conspiracy, even if you're desperately looking for one.

My friend's account got also compromised. He got told that his account would be offline for 30+ days. It only lasted 1 day form him. So I guess it really differs per account.

First off, this right here is exactly why I'll never accept digital-only as the future of a gaming hobby that I'll participate. Fuck, could you imagine if this was happening when everyone's games were digital? Not being able to play anything, at all, on your system for upwards of 4 months.

Majority? Try all of GiantBomb. They rarely talk about the PS3 positively, though they seem to love ridiculing it to death at any opportunity. Let's compare:

PSN hack, the result of a coordinated attack by cyber-terrorists, Sony is the mother fucking devil.

Spate of XBL hacks, clearly traceable to one game and clearly not being handled by either MS or the game's maker, and as @DeanoXD points out, Patrick's here making it look like it's the customer's fault!

Patrick and the others can defend themselves and mock their detractors all they want, but everyone sees what's going on here.

Oh, and GB Crew? Don't give me this bullshit about how there's just SOOOOOOO many more people playing Xbox 360 than PS3. MS is only ~3 million ahead, with 60.6 million compared to the PS3's 57.5. Stop licking MS' balls for just one moment and at least acknowledge that there are tons of us out there who are interested in the PS3.

This really should be a bigger deal across every media site.

Methinks MS is muzzling media outlets from bad mouthing their Xbox LIVE cash cow. Or maybe that's just my tinfoil hat.

Still, there haven't been any confirmed reports of actual damages from the PSN debacle. Meanwhile, FIFAgate has widespread damages out the wazoo and they get an almost free pass.

Microsoft is shady as shit. 2011 is proof positive for why you shouldn't store ANY personal information on Xbox LIVE and PlayStation Network!

I don't know why people are blaming ms for people's accounts getting hacked. They probably had a key-logger on their pc, or used the same password for everything.

But yeah, support should be faster.

MS' Operating systems get hacked all the time(and have the highest hack ratio amongst all operating systems), their phones get hacked, and their email servers are hacked so bad they're going to be written off sooner or later. But when it comes to xbox live suddenly they're the golden boys of internet security??????
What a putrid world I imagine when journalists just accept the words of governments and corporations at face value and remain flaccid in the face of adversity.

I agree that it's shitty to not be able to play a single player game because "whoops", but I'd like to point out that if I couldn't play BF3 for 25 days, I'd probably be way behind the next time I got to play.

There was an issue with the new Back to Karkand DLC a few days ago where the content was "missing", even if you had it. To solve this problem they had to shut down everything for half a day, and that short time made people go nuts. I couldn't log in to my Origin account, so if you had other games to play there, I'm guessing it was "bad luck, try again tomorrow".

I really dislike that the state of DRM has put us in a place where these things don't happen to people who steal games, only to the people who want to play legit.

When I dealt with MS support I ended up threatening legal action. Took 3 weeks, after that threat it took 20 minutes.

Just wanted to let you all know that I too have fallen victim to the Xbox Live phishing scam, but must have had extraordinarily good luck to experience no issues. A mere couple weeks before being scammed, my gold account expired and was left with a silver membership, which, thankfully, prevented my Xbox Live account from being suspended at all. Also, I was able to still access my Windows Live account, remove the phishing email from the “safe senders” list (for password changes, account resets, etc.) and change my password. After that, all that was left to do was notify the bank that fraudulent charges had been made to get the money credited back to my account.

So, I guess, the ideal situation is to downgrade to a silver account before flagging your account, if possible. I could still enjoy all my single-player games and stream media to my 360. I had no idea that people were being shut out of their accounts for so long. I consider myself very lucky.

Here is my "got hacked" back in August story. Basically Xbox support was a mess but after they screwed up and I got a little loud, they took care of me.

Did the normal support call, an investigation was started, they locked my account and said it would take something like 2-3 weeks. No big deal but a little over 3 weeks later I had got no email or call so I called back only to have someone tell me that the investigation was never started and that I would have to start all over. The bright side is that after giving that support tech an ear full and getting transferred around I was able to talk with someone who immediately unlocked my account and put $15 worth of SpaceBucks on it to compensate for the hackers purchases. Most likely no investigation was ever done but whatever, my account was fixed.

Ohhhh wow.....thats messed up. Waiting to get a account back is never fun as I found out when the ps3 was hacked but not being able to get to your saves or even play games offline on it......FFFFFFFFFFFFFFFFFFFffffffffuck that!

Also think I'm gonna change my password when I get home.

Over at the shacknews chatty we've been seeing waits of 100 days or more. I hit 74 days untill i finally filed a BBB report and got a personal call.

The rep mentioned that the system is setup so that if a rep gets a case they dont WANT to handle, they can send it to someone else in a different department, and they can just send it round and round and round forever.

I'm currently in the third month of waiting for my account to be recovered. Mine was hacked and transferred to Russia, and then had $270 of MS point purchased on it. I've had the charges reversed, but the account is still locked. I called a couple of weeks ago and they said that if it was domestic (US or Canada) it would have been done within a month but since it was international it could take up to 6 months...not sure for what, I proved I am the rightful owner and didn't suddenly move to Russia so 6 months to...

With my account locked I can't play online, but my saves and DLC were unaffected so I can still play all my Rock Band songs for example. Also when I'm logged in all of my menus are in Russian and let me tell you it took a while to figure out how to do some stuff when the new dashboard rolled out...

Biggest problem is I can't buy anymore DLC for my games until my account is reactivated and even worse all of my Games for Windows Live PC games are unusable. I can't log into my account on the PC so I can't access any of those games...

@wiII: Exact same thing happened to me. First call resulted in no investigation, had to start from the beginning two weeks later when I called back. Still waiting for my points to be refunded - 73 days and four phone calls later...

Nov. 1st mine was hacked and they stole all my MS points. I called MS on Nov. 4 after realizing what had happened and they wrote up a ticket but acted as if they never heard of this problem with fifa before. After giving them what seemed to be a half hour worth of console and personal info they told me it would all be resolved in 30 days. On Dec. 4 I still had no points and called back, yet again they opened up a new ticket because miraculously the last ticket was closed. Agian, I had to give them all the personal and console info, this time they told me they were raising the priority level on my issues and I should have them resolved in about 2 weeks. Mind you they never told me they would suspend my account. So a few days later I tried to go online and sure enough I'm locked out because my account was suspended. So now I had a 3rd phone call to MS and asked them what the heck why is my account suspended. They told me it's under investigation and that's how they lock it down to investigate it. I asked them why didn't anyone tell me this would happen and they didn't have a answer. They then gave me a code for one month of xbox live gold so i could play online even though it's virtually useless because i won't be able to access my account. So now here we are about 45 days later and still no fix just a locked account.

I would have to say they are friendly enough but this sort of breach along with the shoddy time frame it's taking them to fix is entirely unacceptable to me. I do have a ps3 I rarely use that I actually had to dust off so I could play something these past few weeks. At least I have something.

I've enjoyed my Xbox Live account since 2005, but when my account got compromised two years back and I had to deal with the incompetence of more than 5 customer service people I canceled my gold and never looked back. It took about 2 months and 6 calls to finally get my account back, and what bothered me the whole time was how I'd check to see what my account was doing through friends' accounts and my account was online playing games all the while!

25 days? Wow, they bumped it up from the "21 days" I heard when my account was compromised back in July/August. Oh wait, it's been 3 months now (3 days away from the 3 month mark exactly) and I'm STILL WAITING to get my MS points refunded to me.

That's all I need to have them to. That's it. Refund the fake currency that I was given as various gifts from family so that I can purchase things I want to on my own account. I already regained control of my account. I also had no credit card on my account (took that off well over a year ago). I just want a refund of MS Points and the removal of the content the person purchased from my account and records.

Three. Months.

How would this keep you from playing your 100+ hour Skyrim save? If they lock you out of accessing your Xbox Live account, it just means you can't get online. Hell, as long as the downloaded games from XBLA are registered to your Xbox, you can still play those straight off your system, too. It sucks for the people that can't get back onto Live and play online, or purchase stuff from the store, but this story is making the problem out to be a lot bigger than it is. It's awful it takes that long, but saying it's going to keep you from playing Skyrim is just wrong/sensationalist.

So everybody knows about this shit by now but I feel like a moan, especially as I am not dumb enough to fall for phishing scams. I had my account hacked on the 19th of Oct and reported it straight away. 25 days later I was told my account was working again, it wasn't. I also wasn't refunded for the many, many purchases made. So, now a further 25+ days have passed and still I am waiting. Still no account access, still no refund. Then today I call the xbox helpline yet again and they actually offer to have the investigation team call me tomorrow to clear everything up. I'll be amazed if they actually do sort everything out, but who knows... watch this space.

I haven't had xbox live for months due to account problems, and I have still played every big game (single player, that is) released. Only multiplayer is effected, and I don't care that much for it anyway.

Microsoft

  • Improve policies and training to better deal with situations like these and protect against social engineering.
  • No idea if their systems are terrible or if they're understaffed, but clearly the investigation process needs to be made more expeditious.
  • Implement two-step authentication; randomly generated verification code sent to your phone or email that needs to be put in once before the user is allowed access to the account from that particular computer/device/console.

EA

  • Stop facilitating criminal behavior. As is, Ultimate Team is a blatant catalyst for these account hijacks.

It's probably a bit more complicated than that but that's what needs to happen and seems not to. Extreme disinterest expressed by the responsible parties if anything. EA and Microsoft only seem to respond when under the threat of a class action which they may lose. But that can't happen any longer, right?

I recently got my account back after a 3 month wait for it to be returned. I wasn't worried about achivement points, friends list, gamertag, I only needed it back because I've bought so many XBLA games and DLC packs I didn't want to lose. One of those things you never expect to happen to you and massively frustrating when it finally does. :(

File a complaint with the BBB. It's easy to do and doesn't cost anything. It worked for me and worked quick.

I'd like to see more articles showcasing how FUCKING STUPID MICROSOFT IS.

Why do people support the xbox? seriously why? if they didn't have so many stupid sheep in their grasp then maybe Bungie and Epic wouldn't have been forced to partner with them to make their studio bigger and more successfull. Then the vicious cycle can stop, and we can enjoy good games like Gears and Halo on platforms that have better service like PC with updates or PS3 with updates!

Mine account was hacked and I am still completely baffled as to how. I generally make it impossible to even social engineer as I don't use any sort of logical responses to security questions, and use very secure passwords / don't give my account info to scandanavian princes / etc.

FIFA 12 showed up on my account as well. The really shitty part of having your account hacked (someone buying 5k in MS points in one night) would be easily averted if they would not FORCE you to keep a credit card on file so they can automatically bill you every year. Its fucking ridiculous

my account was hacked a few weeks ago to buy metro 2033, mortal kombat and all its dlc, and marvel vs capcom 2 and whatever else it took for 150 dollars of points to be spent on. he also got into my xbox.com stuff and changed my name to "uranousdevotee" i'm deployed atm and my wife has had to deal with microsoft. i have no idea how i got targeted or how he got into my account to begin with (i use different passwords). i'm lucky enough to not be in a position to play anyway but i get back in may and i'll post again if the "investigation" is never closed.
